Help center Cases and collaboration Use response templates consistently in case work Updated Wednesday, October 28, 2026 · Marcel Gravelle Response templates give recurring communication a reliable starting point. They are useful for maintenance notices, onboarding requirements and diagnostic information requests. Review the text for this customer’s environment, recipients and commitments; applying a template does not itself send the activity, but it can immediately change configured case fields, state, ownership or customer associations and run workflows. At a glanceFor: agents, specialists, and team leads. Applies to: Supportbench Core.Start here: Open a case → activity composer → template/scenario chooser Choose the right reusable item · Apply and personalize a response · Use a maintenance notice well · Review before sending · Turn a reusable notice into a correct customer reply · Resolve template problems Choose the right reusable item ItemPurposeTemplateSupplies activity content and can apply configured case changes. Personal, Team, global and Hot templates appear according to availability and context; understand the selected template’s purpose before applying it.ScenarioRuns a reusable set of case tasks. It is a different operation from inserting response text.WorkflowPerforms configured automation. Applying a template can invoke configured case lifecycle/workflow behavior, including routing; inspect the actual saved result.Use the case’s authorized activity action and available chooser. Seeing a template does not grant permission to administer it; template configuration is a separate task. Apply and personalize a response Open the case and confirm the company, contact, issue and recent activity.Start the intended reply or internal activity. Check the activity type and whether the content will be customer-facing.Open the template/scenario chooser and select a response template whose purpose and case changes are understood. After applying it, recheck company/contact, owner or queue, state, activity type and recipients before continuing.Replace placeholders and remove irrelevant sections. Verify dates, time zones, product versions and technical instructions.Review To, Cc and Bcc where shown, together with attachments. Remove internal reasoning and information belonging to another customer.Use the activity’s save or send action, then verify the resulting draft, internal note or customer response in the case history. Use a maintenance notice well Example: a customer-specific maintenance windowKeep the standard preparation checklist, then insert the confirmed window, time zone and affected service. State who owns the completion update. Do not retain another customer’s date or promise a restoration time simply because it appears in the template. Review before sending Template application can save case changesCase fields/tags, status, queue and company/contact changes can take effect when the template is applied, before the activity is sent. A template can also change the new activity type and recipient handling. Canceling the composer does not undo saved case changes. Reopen and inspect the case after an uncertain result before applying again.CheckReasonCompany, contact and recipientsThe template may be reused across accounts.Environment and versionA standard step can be wrong for a differently configured customer.Ownership and update timeA configured template can change assignment; verify the result and separately agree the customer update commitment.Attachments and internal detailsOnly intended customer material should leave the case.Saved activity and delivery stateInserted text alone is not evidence that the message was sent or delivered. Turn a reusable notice into a correct customer reply A maintenance template can supply a dependable structure, but it cannot know which customer environment, time zone or action applies until the agent verifies those details. Choose a template whose purpose and configured case changes you understand. Apply it in the case’s activity composer, then recheck case customer, owner/queue, state, activity audience and recipients as well as the text before sending.Reusable structurePersonalized content to supplyAffected serviceThe customer’s actual service, product or environment.WindowConfirmed start and end, including time zone.Expected effectThe disruption or limitation supported by the current maintenance plan.Customer actionOnly the action this customer needs to take; remove inapplicable steps.Next updateThe responsible contact and real update commitment.Example after personalization“We will review the order-export service during the agreed maintenance window. The confirmed window and time zone are shown below. Please pause the specified scheduled export only if it applies to your environment. We will confirm the test outcome on this case and provide the next update at the agreed time.” Replace the generic descriptions with the actual approved plan before sending; this example does not establish a maintenance policy.Verify the selected case, activity audience and recipients before applying the template.Read the resulting subject/body, replace unresolved placeholders and remove text that does not fit the customer.Check every promise, link and attachment. A template may contain wording that was correct for an earlier case but is wrong now.Send only after the final review, then inspect the saved activity. Applying a template alone does not mean a message was sent.If the same correction is needed repeatedly, ask the template owner to improve the source rather than relying on every agent to remember the exception.Use a task scenario when the goal is a repeatable set of work, and workflow configuration when the goal is an automatic business action. A response template can include case changes and invoke workflows; verify the actual outcome rather than treating it as text-only or assuming every related action ran. Canceling the composer does not undo case changes already saved by application. Resolve template problems ProblemCorrectionThe template is missingCheck case/activity context and ask an administrator to review visibility and availability. The content is too genericEdit it before sending and suggest a focused improvement to the template owner.A task set appearedA Scenario was selected; use a response Template for communication text. The customer did not receive the messageInspect activity type, draft state, recipients and delivery status. The shared template needs changesUse the administrative template workflow; Case View’s chooser does not administer the template.
